The challenge is adoption. Getting wholesale customers who have ordered by phone for years to switch channels is a change management problem, not a technology problem. And some customer segments — independent retailers, smaller on-premise accounts, buyers who place complex or variable orders — tend to resist portals regardless of how well-designed they are.

Why portals have not replaced phone and email ordering

Every major distributor who has deployed a B2B portal has discovered the same pattern: portal adoption is meaningful but incomplete, and the phone and email volume does not disappear at the rate projected. There are several structural reasons for this.

First, wholesale buying behavior is often conversational. A buyer who wants to ask whether a seasonal product is coming in, confirm pricing on a new item, or discuss a substitution for something that is out of stock needs a conversation — not a search box. The portal handles the transactional part well but does not handle the relational and informational parts at all.

Second, not all customers are the same. A large chain retailer with a dedicated purchasing system may adapt to portal ordering readily. An independent restaurant with one owner-operator placing orders between the lunch and dinner rush is much less likely to change a long-standing habit.

Third, forcing channel adoption can damage relationships. Portals work best for customers who are already comfortable with digital self-service, who order frequently from a consistent product list, and who have some motivation to adopt a new tool — faster confirmation, better order history, easier reordering. Large, sophisticated accounts with purchasing teams are the most natural portal users.

AI ordering works best for customers who order through traditional channels — phone, email, text — and are unlikely to change regardless of what the portal offers. This is typically the majority of independent accounts, smaller retailers, and on-premise customers. It also works well for after-hours ordering, where no human is available to take a call even if the distributor wanted to maintain manual processing.

The case for deploying both

The distributors who use both portals and AI ordering effectively are not duplicating effort — they are capturing the full range of customer behavior. Portal-ready customers use the portal. Channel-committed customers use phone, email, and text — all of which are handled automatically. The distribution of orders between the two channels reflects actual customer behavior rather than what the distributor wished customers would do.

This also protects the distributor from the binary risk of betting entirely on portal adoption. If adoption plateaus at 40 percent of order volume — which is common — the remaining 60 percent still needs to be processed somehow. With AI ordering in place, that processing happens automatically rather than consuming order desk time.

The practical question is not which approach to choose — it is which to prioritize first given your current order channel mix, customer profile, and operational constraints.
